Job Summary

Towson University (TU) is one of the nation’s top 100 public universities. The Assistant Director of Customer Service is responsible for the oversight and management of all customer service functions for the entire Parking, Transportation and Postal Services (PTPS) department. Areas of responsibilities to include Front and back-office customer service, account management, data entry, developing RFP’s, etc. This role is critical to ensure assignments are handled in an efficient manner and adjusted as priorities warrant. The selected candidate must be able to work independently as well as in a group environment.

Responsibilities and Duties

Management of Customer Service Operation - manage all aspects of the customer service areas, to include customer account management, appeal processing, responding to customer inquiries and requests, resolving customer issues, monitor and address excessive violations, repeat offenders, package inquiries, shuttle inquiries, data entry of event, charter, customer account set-up, etc. Understand the intent of department policies and procedures and use appropriate judgement when making decisions to deviate from established approaches.
Customer point of contact, to include walk-in, phones, web, emails, forms, chat, etc.
Department Liaison with support departments - serves as primary contact to monitor services, address issues, and resolve problems with departments and agencies that support/serve department customer service responsibilities, to include: PTPS sections, Auxiliary Services Business Office (ASBO), Student Billing Office, OHR, etc.
Ensure assignments are completed in a professional, efficient, effective, and timely manner. To include monitoring workloads, determining priorities, appropriately assigning tasks to ensure expectations are met and adjusting accordingly.
Escalations – resolve customer and operational issues/escalations in a professional and appropriate manner, taking into consideration the situation, ensuring fair, equitable and consistent resolutions. Complete thorough investigation of the situation and take appropriate steps to help avoid similar situations in the future through customer education, and/or process modifications, and/or addressing internal processes, etc. that contributed to the situation.
Monitor accounts, permit usage, etc. for abuse, excessive violations, improper use, etc. and pro-actively address and resolve the issue.
Routinely monitor all operations to ensure programs are running efficiently and effectively. Monitor trends and adjust accordingly. Research, develop and implement new and modified approaches and procedures to improve operations and services.
Responsible for developing, updating, and implementing job descriptions, procedures, approaches, new services, routes, schedules, etc. Ensure opportunities to cross utilize staff and cross train staff are developed and utilized throughout the section.
Serve as lead for projects, to include determining actions to be taken, coordination and execution of implementation plans, etc.
SOP’s Training – develop, implement and update as needed, ensure policies and procedures are in place and current, all staff members are properly trained upon hire and on-going. Develop new hire and refresher training programs, quizzes, and test, to ensure staff are knowledgeable of processes.
Personnel Management - to include hiring, training, performance evaluations, counseling, etc. Will establish expectations for staff members and ensure they are properly trained and held accountable. Will coordinate with reporting staff and human resources to ensure personnel issues are being handled consistently and in accordance with establish university policies and procedures.
Other duties as assigned – to include serving as back up to other sections, assist with events, serve on campus or department committees, maintain & develop statistical information, etc. as directed.

Qualifications and Skills

Bachelor's Degree and five or more years of management experience with an emphasis on administrative tasks and customer service.
Must be detail-oriented and extremely organized; can multitask, determine priorities, and adjust accordingly. Must be able to take initiative and manage the operation with limited direction.
Must be able to research accounts to determine appropriate action, take corrective action, etc. to properly serve customers, must have strong verbal and writing skills to interact with and de-escalate customer situations.
Must have the ability to do presentations to groups regarding department services and policies.
Preferred experience in the parking & transportation industry, strong customer service skills, the ability to deal with difficult customers and work in a constantly changing environment, ability to understand overall intention of department services and apply them when making decisions.
Must have the ability to understand account information and determine appropriate action to be taken.

Salary and Benefits

Salary starting at $70k, commensurate on experience. Position is full time and includes full University benefits to include 22 days of annual leave, up to 15 holidays, personal and sick days; excellent health, life, and retirement plans; and tuition remission.
