Full Job Description

Position Summary

The Call Center Program Manager is responsible for leading client programs to ensure operational excellence, revenue growth, and client satisfaction. This role serves as the primary liaison between the client and internal operations, driving performance, continuous improvement, and strategic alignment with business objectives.

Here’s what you’ll do as a Call Center Program Manager:

Responsibilities:

Client & Program Leadership

Understand client business goals and align RDI operations to ensure mutual success.
Serve as the primary program delivery liaison for assigned clients.
Maintain program performance at or above established goals and ensure the team is informed of all objectives.
Actively plan for and participate in all client meetings and calls.
Proactively identify value-add opportunities and growth potential across all RDI lines of business (RDI/A, RDI/T, Market Research, Contact Center).
Research client organizations to understand buying influences and expansion opportunities.

Operational Management

Develop and execute detailed performance plans (annual, monthly, weekly, and daily).
Monitor overall client performance against expectations and forecasts.
Lead weekly meetings with the Program Management Team to review:
Program statistics and results
Training and quality needs
Client feedback
Upcoming forecasts and goals
Ensure industry and RDI best practices are implemented across programs.
Refine and optimize program processes in collaboration with client, site, and program leadership.
Oversee implementation of program changes and new client launches.
Ensure policies, procedures, SOPs, and SOWs are updated, communicated, and followed.
Maintain awareness of program updates including scripting, staffing, training, technology, and performance metrics.

Financial & Reporting Accountability

Ensure all billable revenue is accurately captured and support the invoicing process.
Provide data for client billing invoices.
Complete assigned reports, Quarterly Business Reviews (QBRs), and client correspondence.
Accurately deliver daily, monthly, quarterly, and annual program reporting.
Take ownership of revenue, profitability, and service delivery performance.

Continuous Improvement & Strategy

Champion continuous improvement through reporting analysis and solution implementation.
Develop proactive solutions to address potential performance risks.
Recommend improvements to systems, processes, tools, resources, and technologies.

Leadership & Team Development

Develop operational skills and program knowledge within the team.
Recruit and interview program management staff as needed.
Motivate and support site operations through regular communication and feedback.
Assess resource needs and plan proactively to support performance goals.

Additional Responsibilities

Meet all deadlines while maintaining high-quality work standards.
Work required scheduled shifts, including weekends if necessary.
Perform additional duties as assigned across inbound, outbound, BPO, and other business lines.

Qualifications:

High School Diploma or equivalent required; Bachelor’s Degree preferred.
5–7 years of call center leadership experience.
Strong knowledge of call center operations and performance management.
Proven ability to lead multiple client engagements simultaneously.
Exceptional communication skills (verbal, written, presentation, and interpersonal).
Strong organizational, planning, analytical, and problem-solving skills.
Demonstrated ability to manage revenue and profitability goals.
Ability to prioritize effectively and respond with urgency.
Proficiency in Microsoft Excel, Word, PowerPoint, and call center technologies (i3, IEX, Interactive Intelligence preferred).
