Full Job Description

The Moore Law Group is dedicated to maintaining the highest standards of compliance within legal collections. Our practice emphasizes treating all individuals with dignity, respect, and professionalism while ensuring adherence to relevant laws and regulations.

Position Summary

The Moore Law Group is seeking a Complaint Manager to oversee the complete consumer complaint-management process within the Collections Department. This individual will be responsible for ensuring complaints are promptly identified, thoroughly investigated, accurately documented, appropriately reported, and effectively remediated.

The Complaint Manager will work closely with the General Manager of Collections, Collection Trainer, collectors, Audit and Compliance Department, executive leadership, and clients. This is a highly visible role requiring confidence, sound judgment, strong communication skills, excellent recall, and exceptional attention to detail.

Collection experience is mandatory. The successful candidate must understand the realities of consumer collection calls and be capable of identifying practical opportunities to improve both collector performance and the consumer experience.

Essential Duties and Responsibilities

Manage the complaint process from initial identification through investigation, reporting, remediation, and final closure.
Review call recordings, account notes, correspondence, payment history, and other relevant documentation to determine the circumstances and root cause of each complaint.
Apply applicable client complaint definitions and reporting requirements accurately and consistently.
Prepare clear, fact-based complaint summaries, investigative findings, root-cause analyses, and corrective-action plans.
Communicate directly with clients regarding complaint investigations, findings, trends, remediation efforts, and follow-up requests.
Partner with the General Manager, Collection Trainer, team leads, and collectors to identify call-handling and customer-experience opportunities.
Ensure collectors receive timely coaching when a complaint or missed opportunity is identified.
Work with the trainer and collection leadership to develop individual coaching, floor-wide training, call calibrations, and other corrective measures.
Maintain complete and accurate complaint records, dashboards, trackers, coaching logs, and supporting documentation.
Monitor repeat complainants, repeated complaint categories, collector trends, and recurring process issues.
Verify that corrective actions are implemented and evaluate whether remediation has been effective in preventing recurrence.
Identify potential unreported complaints and escalate them promptly for review and reporting.
Conduct daily complaint reviews and communicate significant findings to operational, compliance, and executive leadership.
Recommend revisions to scripts, procedures, workflows, training materials, escalation practices, and system controls.
Track complaint performance against client and firm expectations and prepare regular management reports.
Promote a culture in which every consumer is heard, treated respectfully, and provided with an actionable response whenever possible.
Maintain accurate reporting practices while ensuring that all matters meeting client complaint criteria are reported promptly.

Required Qualifications

Prior consumer collections experience is mandatory.
Experience investigating consumer complaints, reviewing collection calls, or managing collection quality is strongly preferred.
Working knowledge of collection practices, payment negotiations, disputes, escalation procedures, and consumer interactions.
Demonstrated ability to communicate professionally and confidently with clients, executives, managers, trainers, and frontline employees.
Strong written communication skills, including the ability to prepare concise and accurate client-facing reports.
Excellent recall and the ability to retain and connect details across calls, accounts, collectors, complaint categories, and prior investigations.
Exceptional attention to detail and organizational skills.
Ability to analyze complex interactions objectively and reach well-supported conclusions.
Ability to manage multiple investigations and deadlines in a fast-paced environment.
Strong working knowledge of Microsoft Excel, Outlook, Teams, and reporting or tracking systems.
Experience in a regulated collection environment or creditors’ rights law firm is preferred.

Leadership presence: Provides direct, constructive feedback and helps create sustained changes in collector behavior.

Success in this position will be measured by:

Timeliness and accuracy of complaint investigations and reporting.
Reduction in avoidable and repeat complaints.
Accurate identification of reportable complaints.
Reduction in complaints missed by collectors or internal controls.
Completion and effectiveness of coaching and remediation.
Quality and completeness of complaint documentation.
Identification and correction of recurring root causes.
Responsiveness and professionalism in client communications.
Demonstrated improvement in the overall consumer experience.

Pay: $70,000.00 - $85,000.00 per year
