Full Job Description

Location: Onsite, Monrovia, CA
Schedule: Monday – Friday, 8:00 AM – 5:00 PM
Pay Range: $65,000 - $85,000 annual salary. This range represents the credit union’s good-faith estimate of the salary it reasonably expects to pay for this position upon hire, based on qualifications, experience, and business needs.
FLSA Status: Exempt, subject to review based on actual job duties and applicable wage and hour requirements.

Role:

The Virtual Branch Supervisor is responsible for leading the daily operations of the credit union’s Virtual Branch in a culture-focused, member-first environment. The position’s primary focus is supervising, coaching, scheduling, monitoring performance, supporting compliance, and guiding a team of Virtual Bankers who deliver member service and support consumer lending application workflows. This role helps ensure lending queues, member inquiries, and digital service activities are handled efficiently, accurately, and in alignment with credit union policies, applicable laws and regulations, member privacy requirements, internal controls, and service standards. The position partners with Lending, Operations, Branch, and Digital Services teams to support workflow efficiency, loan turnaround times, member experience, employee development, and the credit union’s commitment to members, employees, and the community.

Essential Functions and Responsibilities

Supervise and support the daily activities of Virtual Bankers to ensure high-quality member service, lending support, and operational efficiency
Oversee the timely processing and management of consumer loan application queues, ensuring applications are reviewed, routed, and completed within established service level standards
Monitor lending pipelines and application workflows to identify bottlenecks, prioritize workloads, and ensure prompt member communication throughout the loan process
Coordinate with Lending, Underwriting, and Branch Operations teams to facilitate efficient loan processing and issue resolution
Review loan application status reports and performance metrics to ensure lending goals and turnaround times are achieved
Assist Virtual Bankers with researching and resolving complex lending application issues, documentation discrepancies, and member inquiries
Monitor call volume, service levels, loan queue activity, and team performance metrics to meet departmental objectives

· Coach, mentor, and develop Virtual Bankers through regular feedback, training, performance discussions, and input into performance evaluations, consistent with credit union policies and applicable law

Assist with scheduling, workforce management, and staffing adjustments to maintain adequate coverage for both Virtual Branch member service and lending support functions
Handle escalated member inquiries, complaints, and complex service or lending-related issues in a professional and timely manner
Promote compliance with credit union policies, consumer lending requirements, fair lending standards, member privacy obligations, information security procedures, and internal controls
Monitor call quality and service interactions to promote service excellence, accuracy, and a positive member experience
Support onboarding and training of new Virtual Bankers, including lending procedures, systems, and workflow processes
Collaborate with Branch, Lending, Operations, Collections, and Digital Services teams to improve service delivery and operational efficiencies
Assist management with reporting, performance tracking, process improvements, and departmental initiatives
Identify opportunities to improve lending application turnaround times, queue efficiency, member satisfaction, and employee engagement
Maintain thorough knowledge of credit union products, consumer lending programs, policies, procedures, and systems

Required Qualifications

· High school diploma or equivalent required.

· Minimum of five (5) years of call center experience, preferably in a credit union, financial institution, contact center, virtual branch, member service, or consumer lending environment.

· Prior lead, supervisory, coaching, or team development experience required.

· Working knowledge of consumer lending processes, loan application workflows, member service standards, and financial institution operations.

· Strong leadership, communication, problem-solving, and decision-making skills with the ability to support employees in a collaborative, service-oriented culture.

· Ability to manage multiple priorities, monitor queues and service levels, resolve escalated member concerns, and maintain attention to detail in a fast-paced environment.

· Working knowledge of applicable credit union policies, consumer lending requirements, fair lending expectations, member privacy requirements, information security practices, and internal controls.

· Proficiency using Microsoft Office and the ability to learn and use core banking, loan origination, telephony, CRM, and digital banking systems.

· Ability to perform the essential functions of the position, with or without reasonable accommodation.

Preferred Qualifications

· Associate or bachelor’s degree in business administration, finance, communications, leadership, or a related field.

· Experience supervising a virtual branch, call center, digital service, or lending support team within a credit union or community financial institution.

· Familiarity with credit union philosophy, relationship-based service, and community-focused financial wellness initiatives.

· Experience using lending queue management, call monitoring, quality assurance, reporting, or performance dashboard tools.

· Demonstrated ability to improve workflows, strengthen employee engagement, and promote a positive member and employee experience.

Work Environment

Fully onsite role supporting Virtual Branch operations
Fast-paced, member-focused environment with high volumes of inbound and outbound member interactions, loan applications, and digital service requests
Frequent collaboration with Lending, Branch Operations, Digital Banking, and Member Services teams
Regular use of telephony systems, loan origination platforms, CRM applications, and performance monitoring tools
May require occasional flexibility to support operational needs, training sessions, or special projects
