Full Job Description

Guardian Plumbers, Heating, Air & Electrical is looking for an experienced, motivated Lead Customer Service Representative (CSR) to help lead our customer service team and take ownership of the day-to-day performance of our call center.

This is a working leadership position for someone who loves customer service, thrives in a fast-paced environment, understands how to coach and motivate a team, and isn't afraid to take ownership of results.

Our CSRs play an important role in the success of our company. Their primary goal is to Book the Call, provide an exceptional customer experience, and ensure our service schedule is positioned for success.

As our Lead CSR, you will oversee our in-house CSR team as well as offshore virtual CSRs, monitor call center performance, coach team members, manage scheduling needs, and work closely with company leadership to help achieve our operational and revenue goals.

What You'll Be Responsible For

Own the 3-Day Call Board and ensure all three days remain accurate and appropriately filled.
Identify scheduling gaps before they become a problem and proactively develop a plan to generate additional calls.
Direct and prioritize daily CSR and offshore VA activities, including outbound campaigns, open-estimate follow-up, cancellation/no-show recovery, emails, texts, and lead follow-up.
Oversee the performance of both our in-house CSR team and offshore VAs.
Monitor key call center KPIs, including booking rate, cancellation rate, lead response time, outbound contacts, and campaign conversion rates.
Review daily, weekly, and bi-weekly reports and take action when performance falls below expectations.
Listen to calls and provide real-time coaching and feedback to improve booking, communication, empathy, and overall customer experience.
Ensure the team consistently follows company scripts, SOPs, booking procedures, tone standards, and customer-service expectations.
Conduct bi-weekly one-on-one meetings with CSRs and offshore VAs.
Lead bi-weekly CSR team meetings covering KPIs, wins, coaching opportunities, script refreshers, and process updates.
Assist with onboarding and training new CSRs and VAs.
Identify individual and team training opportunities and work with management to develop improvement plans.
Ensure inbound leads are responded to quickly across phone, email, text, and third-party lead sources.
Serve as the first point of escalation for customer and CSR issues before escalating them to management.
Work closely with leadership and the service/dispatch team to ensure call center activity supports company revenue and operational goals.
Continually look for ways to improve booking rates, call conversions, efficiency, and the customer experience.
Lead by example by maintaining a professional, positive, solutions-focused attitude and helping create a strong team environment.

These responsibilities closely reflect the leadership expectations outlined for your Level 4 CSR, including direct oversight, coaching, bi-weekly meetings, communication-channel management, and handling escalations.

Is comfortable working with technology and learning multiple software platforms.
Works well with both in-office and remote/offshore team members.
Has a strong sense of urgency and understands that speed-to-lead matters.
Is a team player who genuinely wants to help the people around them improve.

Experience With These Platforms Is a Plus

Experience with ServiceTitan is highly preferred. Experience with CRM systems, call-center software, texting platforms such as Chiirp, lead-generation platforms, or home-service businesses such as plumbing, HVAC, or electrical is also a major plus.

This is a performance-driven leadership position. Success will be measured through the performance of both the Lead CSR and the call center as a whole, including:

Booking Rate Cancellation Rate Lead Response Time Outbound Contact Volume Call Conversion Schedule/Call Board Performance Customer Experience Team Development

Your internal Level 3 standards already establish the type of performance culture this Lead will be responsible for maintaining, including high booking accuracy, strong booking rates, low cancellations, training other CSRs, and working with operations toward revenue goals.
